Working with Tickets in the iOS App

The Zoho Desk software enables users and agents to efficiently resolve customer issues. Each issue or complaint that an agent receives from customers is called a ticket. The ticket management system automates the resolution process.
Now that we are familiar with terms, such as ticket and ticket management, let us quickly get into the details of managing tickets.

Managing Tickets

Viewing Starred View Tickets 

You can view only starred ticket views and also create a starred view. 

You can star a view by swiping the view to the left and choosing Star.

Searching for Departments and Tickets

To search for a department

  1. On the home screen, navigate to the Department and click Change.

  2. From the displayed list of departments, select the required department.

  3. Or, click the magnifying glass icon, and enter the department name.
  4. Select the department that you are looking for.
  5. Tickets related to that particular department will now be available for you.

Searching Tickets

To search for a ticket
  1. Go to any Ticket View page.
  2. Click the magnifying glass icon.

  3. In the Search Tickets field, enter your search text and tap Search on the keyboard.
  4. From the list of results, select the appropriate ticket.

Adding Tickets

To add a ticket
  1. On the home screen, click the plus icon at the upper-right corner.

  2. In the Add Ticket page, enter the details displayed in the image below. 

  3. Click Save at the upper-right corner.

Editing Tickets

How to edit a ticket
  1. Open a ticket that you want to edit.
  2. Click the Edit icon.
  3. Edit the required fields.

  4. Click Save.

Setting Ticket Due Date

You can set the due date of a ticket while creating a ticket and change it later using the edit option.
However, you can also use the following steps to directly change the ticket due date: 
  1. In an open ticket, click the Set Due Date drop-down arrow.
  2. In the displayed calendar, set the due date and time of ticket resolution, and then click Done.

Setting Ticket Status

You can set the status of a ticket while creating a ticket and change it later using the edit option.
However, you can also use the following steps to directly change the ticket status:

  1. In an open ticket, click the Status drop-down arrow.
  2. In the displayed list of statuses, select the required status, and then click Done.  

Setting Ticket Priority

Adding Tags to a Ticket


Tags can be added to a ticket to add more context to it. You can filter or sort tickets easily using tags.

To add tag to a ticket
  1. Go to Tickets module.
  2. Open a ticket.
  3. Click the more icon in the bottom right corner.
  4. Select Tags.
  5. Type and select Add new tag.

 An already existing tag can be added to a ticket by simply searching and selecting it.

Opening and Closing a Ticket

You can directly open or close a ticket using the Open/Close icon at the bottom of a ticket.
                                     

Setting Ticket Priority

You can set the priority level of a ticket while creating a ticket and change it later using the edit option.
However, you can also use the following steps to directly change ticket priority level:

  1. In an open ticket, click the Priority drop-down arrow.
  2. In the displayed list of priority levels, select the appropriate one, and then click Done.

Spamming or Deleting a Ticket

You can directly mark a ticket as spam or close a ticket using the more actions icon at the bottom of a ticket.
          
How to mark a ticket as spam
  1. Click the more actions icon at the bottom of a ticket.
  2. Select Spam.
How to delete a ticket
  1. Click the more actions icon at the bottom of a ticket.
  2. Click Delete.
  3. Click Delete in the pop-up box to confirm deletion of the ticket.

Revoke Blueprint 

To revoke a blueprint which is already applied to a ticket, perform the following:
  1. Click the more actions icon and select Revoke Blueprint.
  2. In the displayed 

Sharing URL and Adding Followers

You can share the URL of a ticket with other agents using the Share URL option. You can add other agents as followers to your ticket using the Followers option.
How to share ticket URL
  1. Click the more actions icon at the bottom of a ticket and select Share URL.
  2. Choose one of the options displayed.
How to add followers to a ticket
  1. Click the more actions icon at the bottom of a ticket.
  2. Click Followers.
  3. Search for agents whom you would like to add as followers to the ticket.
How to revoke blueprint 
To revoke a blueprint which is already applied to a ticket, perform the following:
1. Click the more actions icon and select Revoke Blueprint.
            
2. Observe that the blueprint options for the ticket disappears and the status changes to regular ticket status.

Closure Notification

Click the more actions icon and turn on the toggle button of the Closure Notification.
If this option is enabled on web, then, you can send a copy of the closed ticket to the end user.

Social Media Direct Messages

You can send direct messages to your end user based on their mode of communication, that is, via Twitter or Facebook.
Twitter messages
  1. You can open a ticket and click the Twitter logo at the bottom right corner.
  2. Or, you can click the more actions icon and select Twitter Direct Message.
  3. Enter a message in the Twitter Direct Message and click the Send button.
    You can also click the more action icon and select Twitter reply to just send a reply to comment.
Facebook messages
  1. You can open a ticket and click the Facebook logo at the bottom-right corner.
  2. Enter a reply in the Facebook reply page and click Send.

Bulk Actions

You can select a maximum of 50 tickets only for the bulk actions.
Merge
You can merge a maximum of three tickets at a time.
To merge tickets:
  1. Long press a ticket and then click the other two tickets that you want to merge.
  2. Then, click the Merge icon at the top of the page.

  3. In the Merge Tickets page, select the master ticket out of the selected tickets for merge action.
  4. Enter a subject for the merged tickets.
  5. The, for each ticket ticket field, select the master data that you want to retain.
  6. Once you are done, click the Done.

  7. Click OK in the confirmation message.

Close
You can close a maximum of 50 tickets at a time.
To close tickets:
  1. Long press a ticket and then select the other tickets that you want to close.
  2. Click the Close icon at the top of the page or click the more actions icon and then select Close.

  3. Click OK in the confirmation message that appears.
Spam
You can mark a maximum of 50 tickets at a time. 
  1. To spam tickets, long press a ticket and then select the other tickets that you want to mark as spam. 
  2. Click the more actions icon and then select Spam.
  3. In the Mark Tickets as Spam pop-up, select the Mark the associated contact also as spam to spam the contact.
                
Delete
You can delete a maximum of 50 tickets at a time. 
To delete tickets:
  1. Long press a ticket and then select the other tickets that you want to close. 
  2. Click the more actions icon and then select Delete.
  3. Click Delete in the confirmation message that appears.
In All Departments view, you cannot merge tickets. Also, you cannot revert to the older version.
You can do several things with related information in a ticket, like adding a resolution, entering the time you spent working on it, attaching files, adding approvals, viewing history, and adding tasks.


  • Resolution - Click the plus icon in the Resolution area, and then in the displayed Resolution page, enter a resolution for the ticket, and then click Add.

  • Time Entry - Click the plus icon in the Time Entry  area, and in the displayed Add Time Entry page, enter the required details, and then click Save.

  • Attachment - Click the plus icon in the Attachments  area, and then select the required file that you want to attach to the ticket.

  • Approvals - Agents can add approvers to a ticket easily from the Desk mobile app. Same way approvers can Approve or Reject a ticket from their mobile app. To do this, click on the plus icon in the Approvals area and enter the approver, subject, and description.

  • History - Click on the History icon to view all the history of the ticket.

  • Tasks - Click on the plus icon in the Tasks area and fill out all the necessary detail related to the task, such as due date, task owner, status, priority, etc. Users can even set a reminder to get notified of the task. 

Attaching a file to a Ticket

  1. Open a ticket.
  2. Click the Attachments icon or the plus icon in the Attachments area.
  3. In the Attachments page, click the plus icon at the upper-right corner.
  4. Choose the location of attachment, select a file, and click Upload.

  5. You can choose to set the attachment as public. You can also delete the attachment, if required. 

Assigning an Agent

You can assign an agent to a ticket at two stages. They are as follows:
  1. Assign an agent when creating a ticket.
  2. Assign an agent to an unassigned ticket.
How to assign an agent to an unassigned ticket
  1. Open an unassigned ticket.
  2. Click the Assign Agent/Add Agent icon at the upper-right corner.

  3. In the Assign To screen, select one of the following.
    • Agents - Assign an agent directly to the ticket

    • Teams - Select a team to which you want to assign a ticket
  4. The image of the selected agent will be displayed in the placeholder.

You can swipe a ticket to the left and click the Assign icon to assign an unassigned ticket to an agent or change the ticket from one person to the other

Viewing ticket details, articles   and marketplace

Viewing ticket details   or properties
  1. Open a ticket.
  2. Click the hamburger icon
  3. Click the Properties tab to view the ticket details. 
  4. If required, click the Edit button to edit the ticket detail

Viewing articles  

  1. Open a ticket.
  2. Click the hamburger icon

  3. Tap on the Articles tab.
  4. You can search for suggested articles related to your ticket. You can view the article as shown in the image below.
  5. Tap the share icon in the top right corner to share the article. 

Accessing marketplace extensions 

Zoho Marketplace is an online store offering a wide range of extensions, custom applications, and industry solutions for Zoho products. It provides a convenient way to expand the capabilities of each Zoho product and seamlessly connect them with other business applications, all without requiring any coding knowledge.
Marketplace can be accessed in the following places on Zoho Desk iOS app:
  1. Ticket Detail Right Panel

  • Hamburger icon in the ticket's detail page


  1. Ticket detail subtab


  • Activity bar

  • Ticket form

  • More actions in ticket detail page 

  • Ticket Detail Thread More Action


Picking Up a Ticket

Classic Mode
To pick up a ticket that is listed in the classic mode, do the following:
  1. In the Classic ticket view mode, right-swipe a ticket, and click Pick Up.

  2. Notice that you have self-assigned the ticket to you and your name is displayed in the ticket.
Handshake and Countdown mode
To pick up a ticket that is listed in the handshake and countdown mode, do the following:
  1. Long press a ticket, that is, click and hold down a ticket for 2 or 3 seconds.
  2. Then, click Pick Up.

Changing department of a ticket

To move a ticket from one department to another, follow one of the two methods given below.
  • Swipe Action in classic mode - Swipe to the left and click Move to select a department from the department list, where you want to move the ticket to.
  • Click and hold - Click and hold a ticket for the peek-and-pop action an then choose Move from the displayed options.
Using Swipe Action
  1. In the Classic ticket view mode, left-swipe a ticket, and click Move.

  2. From the department list of departments, choose a department to which you want to move the ticket to.
In Handshake and Countdown mode - peek and pop in quesues
To change the department of a ticket, that is listed in the handshake and countdown mode, do the following:
  1. Long press a ticket, that is, click and hold down a ticket for 2 or 3 seconds.
  2. Then, click Move.

  3. From the department list, choose a department to which you want to move the ticket to

Understanding the Different Ticket Views and Modes

Zoho Desk allows you to view the conversation details in a ticket in three different ways. You can view the details either as threads, conversation, or comments.
            

Conversation View

The conversation view is where the thread exchanges and the comments are displayed in one place, making it easier for you to understand the context of a ticket. You can read through the conversations and the related comments inline without switching between the tabs. You can differentiate between a thread and a comment with certain subtle visual cues. Tickets open to the conversation view when you access them for the very first time. However, you can switch between the views.
            

Thread View

All email exchanges between you and your end user are grouped into threads. These threads are listed chronologically where the latest interaction stays at the top.

Comments View

Zoho Desk also has a Comments View where you can see internal team notes and discussions related to the ticket. It helps you understand how your team is working together to solve the customer's issue.

To reply to a thread

  1. Tap the More icon () on the thread.
  2. Select Reply or Reply All.


    On the Compose page, enter your message. Tap the More icon () for additional options to enhance your reply:
  3. Email templates: Choose from a selection of email templates to respond quickly with pre-written content that you can customize as needed.
  4. Snippets: Insert commonly used phrases or information by selecting Snippets to save time and communicate more efficiently.
  5. Articles: Select Articles to see suggested articles related to the ticket. These can help you find quick solutions or provide relevant information to the customer.

Once you've finished composing your response, you can:
  1. Send: Tap the Send button to send your reply immediately.
  2. Send and Close: From the dropdown, select Send and Close to send your reply and close the ticket at the same time.
  3. Send and Update Status: Select Send and Update Status to send your reply and update the ticket status (e.g., In Progress, On Hold, Escalated).

How to view a draft message

To view a ticket that has a draft message, perform the following steps:
  1. Click the Drafts icon at the bottom of a ticket, which has a draft message.
  2. In the displayed pop-up options, click Edit Draft.

Clicking Send Now enables you to send the message directly to the recipient without having to edit the message. Similarly, Delete Draft enables you to directly delete the message without sending it to the recipient.

Comments View

To add a comment to a ticket, do the following steps:
  1. Click the Comments icon at the bottom of a ticket.

  2. In the Add Comment page, enter your comment.
  3. Check the Public checkbox if you want to make your comment public, that is, the comment will be displayed in customer portal. The comment will remain private, that is, the comment will be displayed only to the support team, if the checkbox unchecked.
          
  4. Click Post at the upper-right corner of the screen.
  5. You can also edit or delete a comment. To do so, click the more actions icon, and then select the required action in the pop-up menu.

  6. You can also attach a file to your comment. To do so, click the attachment icon at the top of the screen.

Tickets View Modes

Tickets view mode in Zoho Desk enables you to view support tickets in four different modes.

Classic Mode or List Mode

In Classic mode, you can view the support tickets one below the other. Tickets in classic mode will automatically move to the top of the list, so you can stay updated without having to hit the refresh button.
You can use the right-swipe a ticket to pick up the ticket and left-swipe to move, assign, or close a ticket.

Countdown Mode

The Countdown mode help you see which tickets need your attention and prioritize appropriately. It also helps you identify and anticipate peak times as well as quickly close tickets that are about to become overdue. The countdown ticket columns are dynamic—that is, a ticket will move from one column to another based on ticket submission time.

Handshake Mode

The Zoho CRM Queue Mode orders your help desk tickets into columns based on customer type in Zoho CRM, allowing your support team to focus on support. The support tickets are quickly examined for their contact type in Zoho CRM and added to the appropriate column. Typically, a ticket's column is determined based on the contact's email address or their phone number in Zoho CRM.

Status Queue Mode

You can view tickets based on the status of the tickets.

Tasks Actions

Tasks are activities that are associated with tickets. You can add a task, edit a task, assign tasks to agents and teams, and delete a task as required.
Add a task to a ticket
To add a task to a ticket, perform the following:
  1. Go to the All Tickets view.
  2. Open a ticket to which you want to add a task.
  3. Click the Tasks icon to open the Tasks page or click more action icon and then choose Tasks.
  4. Click the Add icon at the upper-right corner of the page.

  5. In the Add Task page, enter the required details.

  6. Click Save once you finish entering all the field details of the task.
  7. You can see that the task appears in the Tasks page.
Assign a task to agents or team
To assign a task to an agent or team, perform the following:
  1. Swipe the task to the left to see the quick action options.

  2. Click Assign to open the Assign To page.
  3. Select the agent or team to whom you want to assign the task.
  4. Notice that the task is updated.
Set due date for a task
To set the due date for a task that you just created, perform the following:
  1. Open a task for which you want to set the due date.
  2. Click Due Date.
  3. Select a date on the DATE tab of the calendar, set the time on the TIME tab, and then click Done.
Add comments to the task
  1. On the Comments tab, click the Add comment icon the bottom-right corner of the page.

  2. In the Add Comments page, enter a description.
  3. Click Attach File to add an attachment to the comment.
  4. Click the right arrow icon to add the comment.
Add an attachment to the task
  1. On the Attachments tab, click the Add Attachments icon on the lower-right corner of the page.
  2. Select a file that you want to attach as a file. You need to allow storage permission to make an attachment.
  3. Click upload upon selection of files.
  4. You can see the uploaded files on the Attachments tab.
Add time entry to a task manually and automatically
To automatically add time entry to a task, perform the following:
  1. Open a ticket or open a task that is associated with a ticket.
  2. Click the clock icon, which is the time entry icon on the upper-right corner of the page.
  3. Notice that the timer is displayed.
  4. Click the Start button to start calculating the task timing.
  5. Click the start button again to pause timer and resume when required.
  6. Click the stop button to stop the timer and see the time entry created.
  7. Notice that a message appears at the bottom of the page that a time entry is made. Click VIEW to see the details of the time entry.
  8. Click the Edit icon to make changes to the time entry that is made.
  9. Click the Delete icon to delete the time entry.
  10. Or, click reset to reset the timer. 
To manually add time entry to a task, perform the following:
  1. Open a task that is associated with a ticket.
  2. On the Time Entry tab, click the Add icon.
  3. In the Add Time Entry page, in the currency section, select the currency for billing.
  4. In the Time Entry Information section, enter the email address, ticket charge type, a description, executed time, and the billing type.
  5. In the Time Spent section, enter the total number of hours spent in resolving the task and also the date of resolution.
  6. Click Done once you enter all the required details on the page.
Complete a task
  1. Swipe a task to the left and click Complete from the quick actions.

  2. Notice that the task is completed.
Delete a task
  1. Swipe a task to the left and click Delete from the quick actions.
  2. Click YES in the confirmation message and notice that the task disappears from the Tasks page.
View Task filters
  1. On the Tasks page, click the filters icon on the upper-right corner of the page.

  2. Click Upcoming Tasks to view the tasks that are of priority.
  3. Click All Tasks to view all tasks associated with the ticket.
